Abstract :
Indonesia is a country consisting of thousands of islands. Air transportation holds an important role as a means of connection between them. An airline type called low-cost carrier that offers low price has certainly become the choice of many people for traveling. Therefore, low-cost carrier is often considered to have poor performance and image. However, as one of Indonesia’s low- cost airlines, PT Citilink Indonesia is able to prove otherwise. This descriptive study illustrates the quality of services which is performed in the Surabaya branch of PT Citilink Indonesia using Parasuraman’s five dimensions of service quality. They comprise of tangibles, responsiveness, reliability, assurance, and empathy. This research also describes the factors that influence the service quality of PT Citilink Indonesia in Surabaya. The aforementioned factors are human resources, passengers’ characteristics, and public policy. This study was conducted in the Surabaya branch of PT Citilink Indonesia and carried out using qualitative research method, descriptive research, and purposive sampling technique. The data was collected through in-depth interviews, documentations, and direct observations. Afterwards, the analysis was completed with data reduction, data presentation, and final conclusion. The results of this research show that the service quality of PT Citilink Indonesia in Surabaya is satisfactory. Its finest attendance is shown during the in-flight and post-flight processes. Citilink proves that despite the low prices, the provided service quality remains capable of meeting the passengers’ expectations
